Image is built in the inbox, not in the brand book
The brand book describes how the company wants to look. The client describes how they were answered on Tuesday. Between the two versions, the second wins. An ad is forgotten; a thread is forwarded. Corporate image, in 2026, is decided in email, on WhatsApp and in the profile the other person keeps after a meeting.
Kantar and Meta found that 79.3% need proof of legitimacy and that 73.3% already prefer messaging. The mistake is no longer only a poorly drafted statement: it is an unverifiable number, three days of silence or a tone that would not match the website.
Inconsistency across channels
The most common damage is not an insult. It is the feeling that several companies share the same name. Sales promises a deadline operations does not recognize. The email uses a title the signature does not show. The chat answers with a familiar tone the website would never use. The client does not run a semiotic analysis. They conclude that nobody is in charge.
- Name, role and company that differ across web, signature and messaging.
- Prices or scopes that exist only in a voice note.
- Published hours the team does not keep.
- An owner who changes without notice on the same thread.
Consistency does not demand one tone for every audience. It demands that the facts do not contradict each other. A client can accept warmth on WhatsApp and formality in the contract. They will not accept two delivery dates.
Slow, vague or defensive replies
Silence reads as contempt. Vagueness reads as concealment. Defensiveness reads as guilt. All three mistakes fall to the same habit: reply inside a declared window, with a fact and with a next step.
«We are on it» is not an answer. «Marta will review it and write tomorrow at 11» is. 75.1% want to write as they would to someone they know; that does not authorize your team to take the same time they take with a friend. The acquaintance expects warmth. The client expects a clock.
When there is a real error, name it before you explain the context. Context without admission sounds like an excuse. Admission without a plan sounds like abandonment. Image recovers when the recipient can quote what you will do and when.
Oversharing and under-informing
Some companies flood the client with copies, status updates and internal jargon. Others send an «ok» where a scope was required. Both cause damage. Excess suggests chaos. Defect suggests that the detail does not matter — or that it is being hidden.
Tell the other person what they need in order to decide or to execute. Not one extra line in the first message. Not one line less when a fact changes. If the topic is sensitive, reduce the recipient list; do not reduce clarity. A short, complete thread is forwarded with pride. A long, opaque thread is forwarded with comments.
72.4% say they are more likely to buy when they can write through messaging. That willingness evaporates if the chat becomes a maze or a wall.
How to recover without making it worse
Not every mistake is a crisis. A mistyped figure is corrected on the same channel, with the figure written correctly, without theatre. A missed deadline is corrected with a realistic new date and an owner. A tone leak — a message that should not have gone out — is corrected with a short apology and a process change, not with a three-paragraph statement that amplifies the episode.
Do not ask the client to «understand the internal situation». Do not blame a tool. Do not promise a cultural change you cannot demonstrate this week. Image holds when the team's next message is already the right message: the same name, the same fact, the same deadline.
Companies that protect communication are not the ones that never err. They are the ones that do not let the error live on three channels at once. Reputation is the history the other person can forward.
